A client emails your office. It’s a simple question about the quote you sent last month.
Whoever picks it up has no idea what was said last time. So, they ask something the client already answered. Or they promise a delivery date that a colleague promised differently last week.
The client sits back and thinks: “They don’t know who I am.”
Nobody did anything wrong. Everyone was busy, helpful and trying their best. But the client still came away feeling like a stranger, and that chill is hard to shake. Without meaning to, you’ve frozen them out. And in a season when every business is fighting to keep leads warm, it’s the last feeling you want to leave someone with.
why it keeps happening
In most small businesses, client history lives in individual inboxes. Sarah has the thread about pricing. Tom took the call about delivery. The proposal sits in someone’s Sent folder.
That works fine until someone is on holiday, off sick, busy, or has moved on. Then the knowledge goes with them.
For a team of 1 to 50 people, the cost adds up fast:
- Repeated questions that make you look disorganised
- Mixed messages, where two people promise two different things
- Slower replies, because someone has to dig through old emails or chase a colleague first
- Lost knowledge when a team member leaves and takes years of client context with them
- Lost deals, because a warm lead goes cold while everyone assumes someone else is handling it
the fix: boring and brilliant
If you want to stop freezing people out, put every email and conversation in one place the whole team can see.
That’s it. No clever trick, no complicated process. When the history lives with the client record instead of in one person’s inbox, anyone who picks up the next email can see the full story in seconds.
At Assistify, we’re certified Capsule CRM partners, and this is one of the first things we set up for clients. Capsule connects directly to Microsoft 365 and Google Workspace, so your team keeps working in Outlook or Gmail as normal while the conversation history builds up in Capsule, where everyone can see it. As Capsule puts it, teammates can see the latest communication on a record, even if they weren’t copied in.
🔐 how to set it up
You don’t need to change how your team works. You just need to connect the tools they already use. Here’s the approach we take with clients.
- Check your email setup. The Capsule Outlook add-in needs a Microsoft 365 Business subscription with email hosted by Microsoft 365. It doesn’t support Personal or Family plans or self-hosted Exchange. If you’re on Gmail, you’ll need Google Workspace.
- Install the add-in for your inbox. Outlook: add Capsule for Outlook from Microsoft AppSource. It sits in the Outlook sidebar, so you can add contacts, link people to organisations, see open opportunities and cases, and link emails to the right record. Gmail: install the Capsule Gmail add-on. It appears beside each conversation, shows the contact’s details, and lets you store messages, add follow-up tasks and record opportunities.
- Decide how emails get saved. Capsule can automatically store the emails you send and receive against the matching contact, or you can choose to save only the conversations you pick. In Outlook, once you track a thread, Capsule keeps tracking every future message in that conversation.
- Share the Mail Drop Box address. Every Capsule account has a unique Drop Box address. BCC it on outgoing emails or forward received ones, and Capsule files them against the right contact, creating the contact if needed. It’s a handy fallback for anyone working from a phone or a different mail app.
- Connect your calendar. Choose Connect Calendar in Capsule, sign in to Outlook or Google, and pick the calendar to use. With Google Calendar, your Capsule tasks show alongside your meetings.
- Agree a simple team rule. Technology does most of the work, but habits finish the job. Agree that client conversations get stored in Capsule, and that anyone picking up an email checks the record first. That’s the bit that stops the “they don’t know who I am” moment.
- Tidy up your existing contacts. Before you go live, import or clean up your contact list so new emails land on the right records, not on duplicates.
what it changes
The difference shows up the very next time a client gets in touch.
| Before | After | |
|---|---|---|
| A client emails | Whoever picks it up starts from scratch | They open the record and see every past email and note |
| A colleague is off | Their client conversations are locked in their inbox | The team picks up where they left off |
| A team member leaves | Years of client context leave with them | The history stays with the client |
| A lead goes quiet | Nobody’s sure who spoke to them last | You can see the last contact and the next step |
For your clients, it simply feels like you know them. They don’t repeat themselves, they get consistent answers, and they get them faster. That’s the cosy, looked-after feeling that keeps people coming back.
